Can your AI get it wrong? How to avoid made-up answers

It's the question almost everyone asks before letting AI answer their customers: what if it tells them something that isn't true? For example, it might invent a price that doesn't exist, promise an impossible delivery date or mention a return policy you never had.

The fear is well founded, but it also has a solution. In this article we explain why it happens, what real risks it poses for your business, and what a customer support AI needs to avoid making things up.

Why AI can make up answers

Language models, like the ones behind AI assistants, learned to write by reading enormous amounts of text. They're great at putting together answers that sound right. The problem starts when they don't have the facts: instead of saying "I don't know", they may fill the gap with something that seems reasonable.

This is called a "hallucination". It isn't bad intent: the model doesn't distinguish between what it knows and what sounds good. If you ask it for your store's opening hours and nobody gave it that information, it may answer "9 AM to 6 PM" because those are common hours, even if your store opens at 10.

In a casual chat, that's a detail. In customer support, it's a problem.

What's at risk for your business

A made-up answer isn't just a typo. It has real consequences:

  • Promises you can't keep. If the AI says the order arrives tomorrow and it takes five days, the customer feels misled.

  • Trouble with prices and terms. A discount that doesn't exist or an invented return policy can turn into a hard-to-solve complaint.

  • Lost trust. One bad experience is enough for a customer to stop messaging you or, worse, to tell others about it.

  • More work for your team. Every mistake has to be explained, apologized for and made up for.

That's why the right question isn't "can the AI get it wrong?" but "what does my AI do when it doesn't know something?".

The key: answering only with your information

The most effective way to avoid made-up answers is for the AI to answer not from what it "knows" in general, but from your business information. In other words: it looks up your data first, and only then writes the answer using that information.

In practice, that information comes from two places:

  1. Your knowledge base: FAQs, shipping and return policies, opening hours, prices and payment methods. In short, it's everything you load.

  2. Your tools: an order's status, a product's stock or your appointment calendar, checked in real time.

With this approach, the AI answers only with what you loaded and what it reads from your tools. If a customer asks about a product that isn't in your catalog, it won't invent it.

That's why the way your information is written matters so much. If you want to go deeper, read Your knowledge base is the brain of your AI.

What the AI should do when it doesn't know

A good customer support AI has to recognize its limits. When the answer isn't in your information, the right move is to:

  • Say so honestly: "I don't have that information, but I'll check with the team."

  • Hand the conversation to a person, with full context, so the customer doesn't have to repeat anything.

  • Never improvise prices, delivery times or terms.

Handing off isn't the AI failing: it's part of good support. We explain it in detail in When your AI should hand off to a human.

How Helpium solves it

Helpium is built precisely so the AI doesn't improvise. Here is how it works in practice:

  • A knowledge base you build. You load your FAQs, policies, prices and hours in a simple editor.

  • Live lookups in your tools. With AI Actions, the AI can check an order's status, stock or your appointment calendar in real time, instead of guessing.

  • Handoff to your team with full context. When the AI doesn't have the answer, it passes the conversation to a person in the same inbox, with the complete history.

  • Rules for sensitive topics. With workflows you decide which topics always go to a person: complaints, refunds or whatever you choose.

  • All your channels in one place. You handle WhatsApp, Instagram, Messenger, email, your website chat, Mercado Libre and Shopify from one shared inbox.

The result is instant answers, 24/7, and the peace of mind of knowing that every answer comes from the information you loaded.

5 practices to keep your AI from making things up

Whatever tool you use, these practices make the difference:

  1. Load the information you're asked about most. Start with the 10 or 20 questions you get every day. The more complete your base, the fewer gaps are left.

  2. Write clear, specific answers. "We ship nationwide in 3 to 5 business days" beats "we ship fast".

  3. Keep your information up to date. If a price or your opening hours change, update them the same day. An AI that answers with outdated information is also getting it wrong.

  4. Test before you go live. Ask the typical questions your customers ask and check what the AI answers before letting it handle conversations on its own.

  5. Review conversations now and then. Seeing what was asked and what was answered shows you what information is missing.

In short

The fact that AI can get it wrong isn't a reason to avoid it, but a reason to choose carefully: pick one that works with your information and knows when to ask for help.

That way your customers get fast, correct answers at any hour, and your team focuses on what truly needs a human.
